How The New York Times Co. became a small business | Georgia ...

Perhaps for as long as the federal government has reported which of its contracts have been awarded to small businesses, critics have charged that many of those contracts have actually gone to large companies ? often very large companies.

Recently, the American Small Business League, perhaps the loudest of those critics, tried to outline the scope of diversion. The association issued a report that studied the 100 companies that won the most federal small-business contract dollars in 2011 and found that at least 72 of them either had too many employees or too much revenue to be? eligible for government assistance to small business. (S.B.A. size standards vary by industry and sector, but generally a company must have fewer than 500 employees or less than $7 million to be considered small.)

The federal government, the world?s largest buyer of goods and service, is obliged by law to try to direct 23 percent of its purchases to small businesses, though there are no penalties for failure. The government hasn?t reached that goal in years, and while recording a deal with a bigger business as a small-business contract ? whether by mistake or by fraud ? does not necessarily mean that a small company has been denied an opportunity, it does exaggerate the government?s contracting achievement. In the view of Elliott Rosenfeld, of the league, said that in turn undermined the case for stronger enforcement of contracting rules. And by inflating an agency?s sense of achievement, it could weaken the agency?s drive to award more contracts to small businesses.

S.B.A. officials, for their part, insist the league?s analysis is premature. This summer, the S.B.A. will release its own report on the government?s contracting efforts in 2011, said a spokeswoman, Hayley Meadvin, after spending months reviewing the records. ?By the time we release our fiscal year report, we have corrected these mistakes,? she said. ?We spend a lot time making sure our data is as clean as can be.?

Moreover, the league has been prone to sweeping accusations. The group called this latest report, for instance, ?strong evidence that large companies are the fraudulent recipients of the majority of federal small-business contracts every year.? But even if improperly coded contracts are as pervasive as the association claims, is it necessarily the result of fraud?

The Agenda decided to look at one large company, mentioned incidentally in the report, that won small business contracts in 2011, to try to find out: The New York Times Company. The Times was not among the league?s list of 100; it was identified as one of 55 well-known corporations that received small-business contracts last year when it sold $56,821 worth of newspapers to the United States Military Academy at West Point, N.Y. ? 500 daily subscriptions for the 28 weeks school is in session, according to Carol D?Andrea, The Times?s circulation manager for sales to schools and colleges.

In the government?s record of the West Point transaction, known as a contact action report, The Times is described as having $3 billion in revenue ? and 10 employees. (Both figures were wrong: in 2011, the company?s revenue was $2.3 billion and the work force totaled 7,273 employees, according to the most recent annual report.) In a field labeled ?Contracting Officer?s Business Size Selection,? the document describes The Times as a ?small business.? Under government size standards, newspaper publishers must have fewer than 500 employees to be considered small.

Our inquiry began with a call to West Point. The contracting officer who approved the deal, Kathleen Judson, said in a brief interview that she had not designated The New York Times as a small business. ?The only way that could have happened is that it must have been prepopulated,? she said. ?Sometimes the fields come through on the contract action report prepropulated. I know The New York Times is a large company.?

Here?s where it starts to get complicated ? and government officials contacted by The Agenda offered little help in clearing up the confusion. S.B.A. officials spoke authoritatively about the agency?s efforts to correct contracting records, but referred our questions about how those records are created to the General Services Administration, which oversees the procurement infrastructure used across the government. The G.S.A.?s deputy press secretary, Adam Elkington, initially sent us to the Army for answers, then later promised to find us a colleague who could answer basic contracting questions. (He never did.) A spokesman for West Point, Frank DeMaro, wrote down our questions but did not answer them. Eventually, Daniel Elkins, a spokesman for the Army?s Mission and Installation Contracting Command at Fort Sam Houston, in Texas, fielded some of our queries.

This is what we know: every entity selling to the government must sign up with the G.S.A.?s Central Contractor Registration with a unique identification number, known as a DUNS number, from Dun & Bradstreet. The vendor supplies its annual revenue and employee headcount for the entire organization, which the S.B.A. uses to determine whether the entity is a small business. What complicates things is that companies must register each legal division, or any office with a separate location or address separately. The New York Times currently has at least three active contractor registrations. One of these was set up by Ms. D?Andrea and her colleagues in The Times?s Education Sales department in order, she said, to sell the subscriptions to West Point.

The Times is not identified as a small business in the Education Sales department?s registration. It turns out, though, that West Point did not use this registration to pay The Times. Instead, the contract refers to the DUNS number used by another registered Times Company entity, this one made by the TimesCenter, an event hall at the company?s headquarters on Eighth Avenue. In that registration, The Times did identify itself as a small business.

A Times Company spokeswoman, Eileen Murphy, said by e-mail that the employees who initially registered the TimesCenter were no longer employed there. But, she said, when the TimesCenter first opened, ?it was operated as an independent business, separate from The New York Times Company. It is possible that the small-business designation was one that fit at the time, but again, we do not know for sure.? Ms. Murphy said she did not know whether the TimesCenter was independently owned at the time or just operated as if it were. Today, she said, it is operated as part of The New York Times. Nor could she say whether, or why, a Times employee entered the inaccurate revenue and headcount figures.

At West Point, neither Ms. Judson or Mr. DeMaro have explained why Ms. Judson used the registration from the TimesCenter rather than the one from the Education Sales department. (In an e-mail, the Army?s Mr. Elkins said ?multiple actions between the N.Y. Times registration of DUNS numbers and contracting officer actions makes it difficult to identify the exact sequence of events.?) But Ms. Meadvin of the S.B.A. disputed the claim that the business size field was automatically filled in, saying, ?to our knowledge? it is ?the only field that is manually entered.? Mr. Elkington of the G.S.A. did not respond to our request seeking clarification.

In any event, government contracting officers like Ms. Judson are not supposed to rely on information from the Central Contractor Registration to determine whether a business is small ? the registration record says as much at the very top. Instead, they are obligated to verify size, or any other claims a company makes, with a separate database known as the Online Representations and Certifications Application, or ORCA ? which imports size information from the Central Contractor Registration. (Filling out this form, Ms. D?Andrea said, ?is worse than filling out your taxes. Just the password is 16 digits and you can?t have repeating letters and numbers.?)

However, while the Education Sales department submitted an ORCA form ? and did not claim small-business status ? the TimesCenter, the entity on the contract, never did complete the form. According to Mr. Elkins of the Army, ?Before the contracts were awarded, the contracting officer observed that there were no Online Representations and Certifications Application records for The New York Times.? The officer then tried to verify The Times?s size, Mr. Elkins said, by turning to yet another database, the Dynamic Small Business Search maintained by the S.B.A., ?using the DUNS that was initially provided by The N.Y. Times.? But, said Mr. Elkins, ?this procedure was improper and led to the miscoded award; the Army should have asked for this information from the N.Y. Times, rather than relying upon the D.S.B. search engine.?

But if a record for a Times entity existed in the Dynamic Small Business database last year, it is gone now, and this explanation raises additional questions. Which DUNS number did The Times provide to the Army ? the one that ended up on the contract, from the TimesCenter, or one from the education sales department? Moreover, if Ms. Judson knew The Times was in fact a large business, why would she conduct a Dynamic Small Business search in the first place? Finally, the actions described here suggest Ms. Judson did in fact have to manually enter the vendor?s business size in the contract, as the S.B.A. has maintained. (Mr. Elkins has not responded to requests for further explanation.)

As it happens, three other federal agencies have used the TimesCenter registration as the basis for contracts in recent years ? apparently erroneously, since these agencies were buying newspaper ads, not renting out an event space ? and in most of those contract action reports, The Times is described as ?other than small.? And yet, for one contract with the Securities and Exchange Commission, The Times was again deemed a small business. The contract officer in that instance referred the Agenda to the S.E.C. press office to set up an interview, which a spokesman has thus far declined to do.

And that?s as far as we have been able to get. We still can?t say with certainty how The Times ended up with a small-business contract. What we did find was a record-keeping system so complex that it invites confusion and error from all parties. ?We hear from our small-business members that navigating the federal marketplace is extremely confusing and complex,? said Molly Brogan, a spokeswoman for the National Small Business Association, an advocacy group based in Washington. ?Perhaps some level of simplification ? along with enhanced oversight and repercussions for those that knowingly miscode a large business as small ? would alleviate some of these issues.?

Things may improve this year, when the G.S.A. is to merge the two separate contractor databases into one as part of a bigger move to consolidate all of the different systems ? nine of them! ? that constitute the government?s ?Integrated Acquisition Environment.? According to Ms. Meadvin, the S.B.A. believes that eventually the system will operate the way the people at West Point seem to believe it already does: business size representations from ORCA will be among the data automatically entered into the contract action report.

But for now, small-business advocates bemoan a system that allows everyone involved to evade responsibility for their actions. ?The ?pass the blame? game you?ve seen from the S.B.A. and the Army is highly indicative of a lack of accountability by the federal employees whose duty it is to ensure that the contracting process is handled professionally and fairly,? said Mr. Rosenfeld of the league. ?The erroneous entry into C.C.R. by The Times is also an example of how a large company?s negligence can contribute to the problem.

?Contract error and mismanagement amounts to tens of billions of dollars? worth of contracts a year being diverted away from small business,? he added. ?With such faulty standards of oversight, accountability and transparency, we wonder how easy it must be to hide fraud in the federal contracting process.?

"Corman's World: Exploits of a Hollywood Rebel" is an inspiring and entertaining documentary about the films of Roger Corman made during his very long and productive career as director and/or producer, specializing in monster and exploitation films.(The interviewees are honest about their lack of quality and admittedly, I have not seen many of his early films. Most of which I have seen are from his New World Pictures period during the 1970's which were in a constant rotation on HBO when I was growing up, thus explaining a lot.) With his low budget films, he has not only given the start to many filmmakers and actors(many of whom require no introduction) but also provided an education as to how make films cheaply outside of the system.(Ironically, he has also featured actors on their way down, too. Whatever works.) Even as the distribution model has changed from drive-ins to straight-to-video to the Syfy channel, he has never stopped working, as footage here shows him working on "Dinoshark" in Puerto Vallarta. Part of what makes his working outside the studio system so important is tackling the material they were unwilling to handle, starting with making films that appealed to the underappreciated youth market in the 1950's. While there was much nudity in his films, he also opened up opportunities for women to fire machine guns. That social conscience would reach its peak with "The Intruder"(which I now want to see) starring William Shatner in his first starring role, about school integration in the south when it was especially timely in 1962. Therefore, a constant refrain in the documentary is that Corman could have made the transition to more prestigious movies(like he did with his Poe adaptations) but that way requires money which leads to compromise which usually means the studios and a lack of control and there are enough cautionary tales on display here to fill a multiplex.

That bank-breaking 150/35Mbps FiOS connection you're so proud to call your own? Yeah, it looks like dial-up next to the searing terabit speeds recently achieved by ZTE's optical network. The Chinese telco, mostly known stateside for its mobile handsets, has successfully completed an experiment designed to highlight the possibility of migrating "from a 100G transmission system to a 200G system." In layman's terms, that's a data punch of 200Gbps-plus sent over eight channels, which in this case, totals about 1.7Tbps. Impressed? You should be, but don't cast your home connection the side-eye just yet. Like Deutsche Telekom's comparatively lesser feat, you'll likely amass a few wrinkles and lbs before this tech becomes consumer-ready. Check out the official PR after the break.

WASHINGTON (AP) ? Afghanistan is not Iraq, U.S. officials have been fond of saying from the first days of Barack Obama's presidency.

The difference, they said, was that one war Obama inherited, in Afghanistan, was worth fighting while the other, in Iraq, was best ended as quickly as possible.

Now, Afghanistan has turned into Iraq: an inconclusive slog in which the United States cannot always tell enemy from friend. And like Iraq, Obama has concluded that Afghanistan is best put to rest.

Just as he patterned his troop "surge" in Afghanistan on a successful military strategy in Iraq, now Obama is patterning his withdrawal from Afghanistan on the Iraq template as well.

Obama and British Prime Minster David Cameron said Wednesday that NATO forces would hand over the lead combat role to Afghanistan forces next year as the U.S. and its allies aim to get out by the end of 2014.

It's a gradual step away from the front lines, while pushing indigenous forces to take greater and greater responsibility. It's also a gradual lowering of expectations for a country whose internal divisions and customs bewildered the Americans sent to help and where the U.S. national security goals were often poorly understood.

"Why is it that poll numbers indicate people are interested in ending the war in Afghanistan?" a contemplative Obama asked during a Rose Garden news conference Wednesday. "It's because we've been there for 10 years, and people get weary."

Obama and Cameron stressed that they will not walk out on Afghanistan, whose uneven military is not up to the task of defending the entire country. But Obama in particular seemed keen to show he does not have a tin ear.

Afghanistan is Obama's war ? the one he willingly expanded and redefined as a frontal assault on al-Qaida ? but like Iraq for former President George W. Bush, the Afghanistan war is becoming political baggage.

Americans have little enthusiasm for the Afghanistan mission in this election year, and a string of violent or distasteful incidents involving U.S. forces have refocused national attention on whether the war is achieving its goals.

The resentment and contempt each side feels for the other appears to have reached some breaking point in Afghanistan, with a rising number of killings of American troops by Afghan recruits this year. The relationship was far from perfect in Iraq, but fratricide was rare by comparison.

Six in 10 Americans see the war as not worth its costs, according to a Washington Post-ABC News poll released Sunday but conducted before news emerged of a massacre of Afghan civilians, apparently by a U.S. soldier.

Just 35 percent said the war has been worthwhile. More Americans have opposed the war than supported it for nearly two years, but the implications are stark eight months before the presidential election.

Opposition to the war is bipartisan, and for the first time the Post-ABC poll showed more Republicans "strongly" see the war as not worth fighting as say the opposite.

"When I came into office there has been drift in the Afghanistan strategy, in part because we had spent a lot of time focusing on Iraq instead," Obama said, a bit defensively.

"Over the last three years we have refocused attention on getting Afghanistan right. Would my preference had been that we started some of that earlier? Absolutely. But that's not the cards that were dealt."

He claimed his strategy has brought the war around the corner. He was careful not to predict victory, or use any of the traditional language of war.

"We're making progress, and I believe that we're going to be able to make our ? achieve our objectives in 2014," he said.

In the same poll, a majority of Americans said they think a majority of Afghans are opposed to what the NATO-led mission is trying to accomplish in their country. A majority also said the United States should withdraw troops even before the Afghan army is able to stand on its own.

Obama used Cameron's visit to endorse a shift toward a back-seat advisory role for U.S. forces in Afghanistan next year, although the war will go on for another year or more. That follows the model of Iraq in 2010, when U.S. forces symbolically pulled back and placed their Iraqi hosts in charge.

He said any sudden drawdown of U.S. forces in unlikely in Afghanistan. If he follows the Iraq model, the reduction will be steady and permanent, and taken with an absence of fanfare. The United States has roughly 90,000 troops in Afghanistan. Obama plans to drop that number to 68,000 by late September but has offered no specific withdrawal plan after that. Britain has the second-largest force in Afghanistan with about 9,500 troops.

Britain is pulling about 500 troops from Afghanistan by the end of 2012, leaving around 9,000 personnel, mainly based in the center of the southern Helmand province.

Officials in London have already cautioned against public hopes that large numbers of troops will be able to leave in the first half of 2013.

Cameron emphasized the scaling back of ambitions since 2001, acknowledging "we will not build a perfect Afghanistan" by the time international forces withdraw from the country. Where his predecessors hailed efforts to improve education, health care and governance, Cameron took office in 2010 saying he would accelerate the training of Afghan troops and police.

He said Britain and the U.S. were now "in the final phases of our military mission," but ? like Obama ? did not suggest the timetable for British troops to withdraw would be accelerated.

Like Iraq, the Afghanistan war has been given an artificial expiration date. U.S. and NATO forces will close out their current mission and leave by the end of 2014. The surge forces Obama added will be gone by the end of September.

Obama came into office with an end date in Iraq already set by his predecessor ? Dec. 31, 2011. Obama stuck to that schedule but added his own "end of combat" date ? Aug. 31, 2010. That gave U.S. forces the remaining months to hand off security control to the Iraqis. By the end, American casualties were rare and U.S. troops often had little to do.

The U.S. and its allies have not yet set a precise "end of combat" date in Afghanistan, although the mid-2013 target Obama articulated Wednesday looks to be the same thing. That calendar would give approximately the same amount of time ? roughly 15 months ? for U.S. and allied forces to complete the security handoff to Afghan forces.

Like Iraq, fighting is sure to continue in Afghanistan after the transition to an "advise and assist" role for U.S. forces and after U.S. forces quit the country altogether. The relationship between the Afghan security forces and the Afghan government is even more tenuous than it was in Iraq, making it more difficult to ensure that security will hold up after the Americans leave.

By the time the U.S. forces switched to the advisory role in Iraq, the back of the Sunni insurgency had been broken. The same cannot be said for the Taliban-led insurgency in Afghanistan, which causes most of the U.S. casualties and functions as the main enemy even if Obama's preferred opponent is the al-Qaida terror network the Taliban once harbored.

Jennie Garth, Peter Facinelli split after 11 years

LOS ANGELES (AP) ? Jennie Garth and Peter Facinelli say they are divorcing after 11 years.

In a statement Tuesday, the couple said they decided to end their marriage but share "the same deep love and devotion to our children."

Garth and Facinelli said they remain "dedicated to raising our beautiful daughters together," and asked for privacy and respect. The Southern California couple are parents to 14-year-old Luca, 9-year-old Lola and 5-year-old Fiona.

The 39-year-old Garth came to fame in the 1990s TV series "Beverly Hills, 90210" and appeared in the 2008-10 sequel. The 38-year-old Facinelli is a co-star in the "Twilight" movie franchise. The couple married in January 2001.

Garth competed in "Dancing With the Stars" in 2007, with Facinelli applauding her from the audience.

Girl, 6, to be youngest ever in National Spelling Bee

A 6-year-old girl will become the youngest contestant ever in the Scripps National Spelling Bee after winning a regional competition in Virginia.

Lori Anne Madison, of Woodbridge, Virginia, won the Prince William County spelling contest last week, beating out 21 top elementary and middle school competitors. Her winning word: "vaquero," a word of Spanish origin meaning cowboy.

"My parents quiz me. I read lists and I have a really good memory," Madison, who is home-schooled, told Fox's WTTG-TV.

Her mother, Sorina Vlaicu Madison, told insidenova.com that her daughter had also practiced that word specifically.

?We really insisted on that word so I knew for sure she would nail it,? she said.

Madison was believed to be the youngest competitor ever, the Cincinnati-based National Spelling Bee said on Tuesday. Based on incomplete records, the previous youngest contestant was 8, it said.

The spelling contest has been held since 1925. This year's event will be held May 29 to June 1 in Washington with 277 spellers from the United States, U.S. territories and other countries.

Madison will be sponsored by the News & Messenger newspaper of Manassas, Virginia.

Besides being able to participate in the national spelling bee, Madison also received a trophy, a Webster's Third New International Dictionary and gift cards to Barnes & Noble from the Bel Air Woman's Club.

Last week's competition marked the second time Madison participated in the local spelling bee. In 2011, she finished in the top five, insidenova.com reported. Her experience paid off.

Even though they lost over the weekend, the Wildcats, Orange and Tar Heels turned out to be what they thought they were: top seeds ? all armed with a well-timed bit of humble pie as they gear up for a run through the NCAA tournament they hope will end at the Final Four in New Orleans.

"It's done now," Kentucky coach John Calipari said of the 24-game winning streak that ended Sunday with a surprising loss to Vanderbilt in the SEC tournament final. "Now let's just go onto these three weekends. We've got a weekend in front of us. It's going to be a bear. Know what? Good. Throw anything you want to at us."

Michigan State earned the last No. 1 seed and was the only one of the four top-billed teams to win its conference tournament. The Spartans defeated Ohio State 68-64 in the Big Ten title game Sunday ? a contest widely viewed as the game for the last No. 1 seed, even if selection committee chairman Jeff Hathaway wouldn't quite go there.

"As it turned out, this game put the No. 1 seed into the field," he said.

While No. 2 seeds Kansas, Duke, Missouri and Ohio State wonder whether they could have been rated higher, teams such as Drexel, Seton Hall, Mississippi State and Pac-12 regular-season champion Washington curse what might have been. Those bubble teams were left out, and all will be wondering how Iona, California and South Florida made it.

The Big East led all conferences with nine teams, including defending national champion Connecticut, a dangerous No. 9 seed, conference tournament winner Louisville and, of course, Syracuse, which cruised through most of the season with only one loss.

"I think it's going to help us a little bit," coach Jim Boeheim said of the second defeat, Friday to Cincinnati in the Big East tournament. "I think players, when they're winning, they kind of excuse their mistakes. I think we finally got their attention. I think they'll be a better team going forward than they were last week."

There were 11 at-large teams from the so-called mid-major conferences, four more than last year and the most since 2004 when 12 made it. Though the committee claims not to consider a team's conference when it picks the bracket, this was nonetheless a nod to the free-for-all this tournament can be. Last year, 4,000-student Butler finished as national runner-up for the second straight season, while VCU, of the Colonial Athletic Conference, went from one of the last teams in the newly expanded, 68-team draw, all the way to the Final Four.

Who might this year's VCU be?

It's the question being asked across the country, as those $10 and $20-a-pop brackets start getting inked in at spring training sites, corporate board rooms and everywhere else across America. The tournament starts Tuesday with first-round games and gets into full swing Thursday and Friday, with 64 teams in action.

"There were 112 teams with more than 20 wins," Hathaway said. "We talked a lot about parity at the high end of the field and about quality throughout the field. Bottom line, it was about who did you play, where'd you play them and how did you do?"

Some results, though, were less important than others, and apparently, losing in the conference tournament didn't cost Syracuse, Kentucky or North Carolina. Those losses could have created chaos in the bracket, but the committee had the teams more or less cemented into top spots.

"Seeding really doesn't matter too much," Tar Heels guard P.J. Hairston said after Carolina's loss to Florida State in the ACC title game Sunday, but before he knew his team would have a '1' by its name. "As long as you get in the dance, it's an equal opportunity to get to the Final Four."

Led by freshmen Anthony Davis and Michael Kidd-Gilchrist, either of whom could be one-and-done in Calipari's turnover-heavy program, the Wildcats are the No. 1 overall seed. Kentucky was placed in the South region and potentially could play six games without having to leave the Southeast.

Kentucky will open its 52nd NCAA tournament appearance in Louisville against the winner of a first-round game between Mississippi Valley State and Western Kentucky, but it gets tougher from there. A possible second-round opponent is UConn, with No. 4 Indiana possibly waiting beyond that. Before Sunday, the Hoosiers ? who return to the tournament after a four-year drought ? were the only team to beat Kentucky this season.

"The win streak? That's done now. The fact that we were invincible? That's done now," Calipari said. "We're going to be in a dogfight. That's how you have to approach this."

Second-seeded Duke got serious consideration for moving up to a No. 1, but an 18-point loss to North Carolina in the regular-season finale and a loss to Florida State in the ACC tournament certainly hurt. The Blue Devils are on the same side of the bracket with 11th-seeded Colorado, a team that got snubbed last year but won its way into the bracket this time by taking the Pac-12 tournament

The Pac-12 was woefully weak this year, placing only two teams and leaving Washington on the outside. This marked the first time the regular-season champion of a power conference got left out.

"Our guys are very, very disappointed, because I don't think after winning the conference outright they couldn't see any way we would not be in this tournament in their minds," Huskies coach Lorenzo Romar said.

In the West, Michigan State will begin its quest for its seventh Final Four since 1999 against No. 16 LIU. The bottom of the West draw features No. 2 Missouri, which won the Big 12 tournament but got penalized for a weak nonconference schedule.

"That hasn't changed at all over the years," Hathaway said, when asked whether the committee rewards programs that beef up their schedules.

In the East region, Syracuse opens against UNC Asheville with a possible third-round matchup against Jared Sullinger and Ohio State. Other games include No. 3 Florida State, which went 4-1 against Duke and North Carolina this year, against No. 14 St. Bonaventure, which was a surprise winner of the A-10 conference tournament and took a bubble spot away.

Maybe Drexel's?

"There must be a lot of people on the basketball committee that don't know too much about basketball," said Dragons coach Bruiser Flint, whose team went 27-6.

Others left out included Miami, Northwestern, Nevada and Oral Roberts. All had flaws, as did Iona, though the Gaels' strength of schedule appeared to carry them through.

"We tried to play teams or conferences ranked above ours, and most of those games we really had to play on the road to get those games," Iona coach Tim Cluess said. "We spent seven, eight weeks in a row on the road this year, but those were the teams we had to play to give ourselves a chance."

Hathaway said the committee gave Kansas heavy consideration as a No. 1 team. The Jayhawks, however, lost to Baylor in the Big 12 semifinals.

"We're fine with it," coach Bill Self said. "I don't think we deserve to be better than a 2. We may have been if we'd played well in (the Big 12 tournament), but we didn't. I think after everyone gets through talking about the seeds, it's about matchups anyway."

Among the most intriguing would be a Midwest regional final pitting No. 1 North Carolina and former Jayhawks coach Roy Williams against those very Jayhawks ? a game that would be played in St. Louis.

Customer Service is Everything: Introducing a New Resource for ...

Customers that Stick logoIf you look ?at the header image on my website you?ll see that I describe what I offer as ?Social Media & Marketing Solutions,? and yes, in reality, that is the largest portion of what I do. But that is evolving. Sorta.

You see, I believe that it is a big mistake for businesses to look at social media, and approach it merely as a marketing tool. That sets them up for failure. Social media is not just another place for your marketing and advertising messages.

As my business model has evolved, I?ve come to understand that social media is more about customer service than anything else. Earlier this week I wrote about how CVS had some major issues to deal with over the weekend, and while they continued to post marketing messages on their Facebook page, they failed miserably in the area of customer service. People remember that. If you don?t provide decent (if not excellent) customer service, it might not matter how great your products are.

Just this week my friend Adam Toporek launched a new website, Customers That Stick. Adam and I know each other from running around online in the same blogging circles, and even though we haven?t had a lot of interaction, I really respect what he is trying to do in shining a light on the importance of customer service. He understands that our online experience, particularly with social media, is not about finding little tricks to give you an edge. It?s not about trying to out-gimmick your competitors, or trying to game the search engines. It comes down to the reality of being genuine and treating your customers well. Incredibly well.

That?s why when Adam approached me about offering my thoughts on customer service for his post ?What is Customer Service??, my response was this:

Customer service is?everything.

You can read my full response over on his blog, but here?s a bit behind my thinking on this, and what I try to communicate to my clients on a daily basis. This thinking isn?t original to me, but it?s at the core of my business model. It follows a path like this:

1. The number one reason new customers come to you is usually word of mouth or referral.

2. This means someone told them about your business. That someone is an existing customer.

3. That existing customer said nice things about you to the new customer.

4. The nice things were said because the existing customer was pleased with your product/value/service.

In other words, it wasn?t your marketing and advertising efforts that brought in the new customer. It was the fact that you made an existing customer happy; happy enough that they told others about you.

Pretty simple, eh? Even if it was the quality of your product that made them happy, that is a form of customer service. You are serving the customer by creating and producing great products.

In his book, Flip the Funnel, Joseph Jaffe has a meaty chapter called ?Customer Service as a Strategic Driver? that I believe should be required reading for any business. In fact, I require it as part of the reading packet for my college students. In that chapter he offers several ?new rules? for customer service, in a world of social media. This isn?t the complete list, but here are a few that I think are very important:

  • Customer service doesn?t stop at 5 p.m. on Friday
  • Customer service is not only about solving problems
  • Customer service lives in the now
  • Customer service can be a revenue generator
  • Customer service lives in the public domain
  • Customer service is an ongoing commitment
  • Customer service can be proactive and anticipatory
  • Customer service is live

Many of these are things that CVS didn?t consider, particularly the first one, as they failed to act properly over the weekend.

This is why I get excited about social media, and why I?m excited about Adam?s new blog. I think he?s really on to something, and I encourage you to head over and check out his site. Perhaps it?s time to start thinking more about customer service and less about marketing.
